
The Erlang C formula is a mathematical model used in workforce management to calculate how many agents are needed to hit a target service level, given a forecasted call volume, average handle time, and acceptable wait time. It’s the mathematical engine underneath most contact center staffing calculations, translating a volume forecast into an actual headcount requirement.
Unlike a simple average-based calculation, Erlang C models the reality that call arrivals are random and queuing is involved, agents finish calls at different times, and customers can be made to wait rather than being rejected outright. It uses these known relationships between offered call volume, handle time, and staffing level to calculate the probability a caller will have to wait, and for how long, at any given number of agents.
Erlang C assumes customers who are waiting never hang up, which isn’t realistic; in practice, some percentage of callers abandon the queue before being answered. This means Erlang C on its own tends to slightly overstate the staffing needed compared to reality, which is why many WFM teams use it as a starting point alongside adjustments or complementary models that account for abandonment.
Even as voicebots and AI deflect a growing share of calls before they ever reach a human agent, Erlang C-style staffing math remains relevant for whatever volume still needs live agents, since the fundamental queuing math doesn’t change, only the volume being fed into it does.
