What is Call Recording?

Call recording is the practice of capturing audio of phone conversations, typically for quality monitoring, dispute resolution, training, or regulatory compliance. In a contact center context, it’s one of the most foundational capabilities, most other quality and analytics tools, from auto QA to post-call analytics, depend on having a clean recording to work from in the first place.

Common reasons businesses record calls

  • Quality monitoring: supervisors and QA teams review recordings to assess agent performance and coaching needs.
  • Dispute resolution: having an exact record of what was said protects both the business and the customer if a disagreement arises later.
  • Regulatory compliance: certain industries, particularly financial services, are required to retain call recordings for a set period.
  • Training and onboarding: real call examples, good and bad, are often more effective training material than scripted role-play.

The compliance layer that comes with it

Recording a call is not something a business can simply decide to do unilaterally. In India, the DPDP Act, 2023 requires clear, informed consent before recording, along with limits on how the recording is used and how long it’s retained. Where payment details are discussed on a recorded line, PCI DSS rules add a further requirement: cardholder data must never enter the recording at all, which is typically handled with DTMF masking rather than pausing and resuming the recording, since pause-resume has increasingly been treated as an insufficient control on its own.
