
Expected Wait Time (EWT) is an estimate, communicated to a caller while they’re in queue, of how long they’ll likely wait before reaching an agent. It’s typically calculated dynamically based on current queue length, the number of available agents, and recent average handle times, updating as conditions change.
Uncertainty tends to make waiting feel worse than the actual wait itself; a caller with no idea whether they’ll wait one minute or twenty tends to grow impatient faster than one given a reasonably accurate estimate. Providing an EWT, even an approximate one, gives callers enough information to decide whether to stay on hold, opt for a callback, or try again later, rather than waiting anxiously with no reference point.
An EWT that’s consistently wildly optimistic, telling callers “2 minutes” when the actual wait is closer to 10, tends to erode trust in the estimate over time, and callers may start ignoring it or growing more frustrated when reality doesn’t match. Contact centers that display EWT generally need it to be reasonably well calibrated against real, current queue conditions, not just a static average, for it to actually help rather than backfire.
