CSAT in Call Centers: Full Form, Formula, Benchmarks & How to Improve It

Definition:

Customer Satisfaction (CSAT) is a key performance indicator (KPI) used to measure how satisfied customers are with a company’s products, services, or experiences. It is typically gauged through a short survey where customers are asked to rate their satisfaction on a scale (often from 1 to 5 or 1 to 10), with higher scores indicating greater satisfaction.

Key Elements of CSAT:

Survey Method: The most common way to measure CSAT is through direct feedback using a survey. Questions like “How satisfied were you with your experience?” are used to gather ratings. Scoring System: CSAT scores are calculated by taking the number of satisfied customers (those who rated high on the scale) and dividing it by the total number of respondents, then multiplying by 100 to get a percentage. CSAT = (Number of Satisfied Customers / Total Number of Respondents) * 100 Purpose: CSAT helps businesses understand customer sentiment, identify areas for improvement, and maintain high-quality customer service.

CSAT Calculator: A Worked Example

To see the formula in action: say you sent a post-call survey to 200 customers on a 1-5 scale, and count a rating of 4 or 5 as “satisfied.” If 150 customers rated you 4 or 5, your CSAT score is: (150 / 200) × 100 = 75% A 75% CSAT means three out of every four customers surveyed were satisfied, which, per the industry benchmarks below, sits at the lower end of “good.” To calculate your own score, replace 150 and 200 with your own count of satisfied responses and total responses.

Why CSAT Matters:

A high CSAT score indicates strong customer satisfaction, leading to customer loyalty and positive word-of-mouth, while a low score suggests the need for improvements in customer experience. By tracking CSAT over time, companies can proactively address concerns and build long-term relationships with their customers.

CSAT Benchmarks by Industry (2026)

As a general guide, CSAT scores below 50% signal a problem needing immediate action, 50-70% is an average “neither satisfied nor dissatisfied” range, 70-90% is a healthy, good range, and above 90% is considered exemplary. Where you should expect to land within that range depends heavily on your industry, per Retently’s 2026 CSAT benchmark data:

Industry Typical CSAT Score (2026)
Financial services / BFSI 81%
Ecommerce & retail 77%
B2B software & SaaS High 70s
Education 68%
Internet & software services 64%
Healthcare 57%
Communication & media 26%

A score between 65% and 80% is the dominant range across most industries, so call centers well outside that band, especially communication, media, and healthcare, tend to have more structural room to improve than the raw number alone suggests. How to Improve CSAT in Call Centers

Improving CSAT in a call center specifically, as opposed to CSAT for a product or website, usually comes down to what happens on the call itself and how quickly issues get resolved: 1. Resolve issues on the first call: First Call Resolution and CSAT are closely linked, customers who have to call back for the same issue report satisfaction far below those resolved on contact. See our FCR guide for the formula and benchmarks. 2. Review conversation quality at scale: Manually reviewing a handful of calls a month catches almost nothing. Conversation quality analysis tools can score 100% of interactions against consistent criteria, surfacing the specific moments that tank satisfaction. 3. Give agents real-time support, not just after-call feedback: AI agent assist surfaces relevant answers and next-best actions during the call itself, reducing errors and hold time before they become a bad CSAT rating. 4. Keep hold and wait times honest: Long, unexplained holds are one of the most consistent CSAT killers. Give callers an accurate estimated wait time and a callback option instead of silence. 5. Survey immediately after the interaction: CSAT surveys sent within minutes of a call, via IVR, SMS, or automated callback, get both higher response rates and more accurate ratings than surveys sent a day later. 6. Close the loop on low scores: A low CSAT rating with no follow-up teaches customers that feedback doesn’t matter. Route detractor responses to a supervisor for outreach within 24 hours. 7. Train on soft skills, not just scripts: Tone, empathy, and active listening move CSAT more than script adherence alone. Use call recordings and quality scores to coach on delivery, not just compliance. Learn more about how to enhance Customer Satisfaction here.
