ACD and IVR are often used together, which is why they get confused, but they do different jobs. An IVR is the automated menu system a caller interacts with first, “Press 1 for sales, press 2 for support”, collecting input to figure out what the caller needs. The ACD is what happens next: it takes that information and decides which specific agent or queue the call should land in. In most modern call center software, the IVR gathers intent and the ACD executes the routing decision.
ACD time (also called average handle time within the ACD, or talk time) refers to the total time a call spends within the ACD system, from the moment it’s queued for routing to the moment it’s answered or, in reporting contexts, the full duration an agent spends on ACD-routed calls including hold and after-call work. It’s tracked separately from IVR time (time spent in the self-service menu before reaching the ACD), since long ACD time usually points to a staffing or routing-configuration problem rather than an IVR design problem. Call centers typically monitor ACD time alongside average speed of answer and abandonment rate to spot whether delays are happening in the queue or in the routing logic itself.
