Proactive planning for these surges is crucial.<\/span><\/p>\n<p><span style=\"font-weight: 400;\">Organizations often struggle with two primary resources during surges:<\/span><\/p>\n<ol>\n<li style=\"font-weight: 400;\" aria-level=\"1\"><b>Human Agents:<\/b><span style=\"font-weight: 400;\"> Finite and costly, making scalability difficult.<\/span><\/li>\n<li style=\"font-weight: 400;\" aria-level=\"1\"><b>Telecom Infrastructure:<\/b><span style=\"font-weight: 400;\"> Physical lines that can be underutilized, resulting in fixed costs without ROI.<\/span><\/li>\n<\/ol>\n<h2><span style=\"color: #003366;\"><b>Industry Use Cases<\/b><\/span><b><br>\n<\/b><\/h2>\n<ol>\n<li><b> Online Streaming During Cricket Season:<\/b><span style=\"font-weight: 400;\"> Fans face access issues, leading to dissatisfaction if they miss crucial moments due to connection problems and when they are trying to reach the service provider.&nbsp;<\/span><\/li>\n<li><b> Power Outages During Heat Waves:<\/b><span style=\"font-weight: 400;\"> Customers need timely updates from utility companies during outages. Lack of communication can damage the company&rsquo;s reputation more than the outage itself.<\/span><\/li>\n<\/ol>\n<h2><span style=\"color: #003366;\"><b>Technology Playbook for Improved Customer Experience<\/b><\/span><span style=\"font-weight: 400;\"><br>\n<\/span><\/h2>\n<p><span style=\"font-weight: 400;\">In my experience, the typical technology playbook (will write about the processes in a separate article) to improve customer experience is broken into the following 3 stages and result in about 25-40% improvement in NPS across brands and use cases:<\/span><span style=\"font-weight: 400;\"><br>\n<\/span><\/p>\n<p><b>1- Proactive Communication: <\/b><span style=\"font-weight: 400;\">Inform the customer, thus letting them know you are aware of the issue and are working in a time-bound manner to resolve it, including guiding them to digital platforms (app, website):<\/span><\/p>\n<p style=\"padding-left: 40px;\"><b>&raquo; Outbound Messaging:<\/b><span style=\"font-weight: 400;\"> Send targeted messages via SMS, RCS, WhatsApp, or email.<\/span><\/p>\n<p style=\"padding-left: 40px;\"><b>&raquo;Voice Broadcasts:<\/b><span style=\"font-weight: 400;\"> Use automated calls for critical issues.<\/span><\/p>\n<p><b>2- Inbound Call Management: <\/b><span style=\"font-weight: 400;\">having shaped the demand, implement a waterfall model for call handling:<\/span><\/p>\n<p style=\"padding-left: 40px;\"><b>&raquo; IVR Systems:<\/b><span style=\"font-weight: 400;\"> Provide customer-specific information and options.<\/span><\/p>\n<p style=\"padding-left: 40px;\"><b>&raquo; Chatbot Deflection:<\/b><span style=\"font-weight: 400;\"> Use <a href=\"https:\/\/exotel.com\/sa\/products\/ai-powered-chatbot\/\">GenAI-based chatbots<\/a> or voicebots to handle queries.<\/span><\/p>\n<p><b>3- Enhanced Live Agent Support: <\/b><span style=\"font-weight: 400;\">give them all possible information beforehand about the customer<\/span><\/p>\n<p style=\"padding-left: 40px;\"><b>&raquo; Live Chat Agents:<\/b><span style=\"font-weight: 400;\"> Manage multiple chats with proactive information.<\/span><\/p>\n<p style=\"padding-left: 40px;\"><b>&raquo; Live Voice Agents:<\/b><span style=\"font-weight: 400;\"> Ensure agents have all the necessary information to reduce average handling time.<\/span><\/p>\n<p style=\"padding-left: 40px;\"><b>&raquo; Callback Messages:<\/b><span style=\"font-weight: 400;\"> Use automated responses and ensure timely follow-up.<\/span><\/p>\n<h2><span style=\"color: #003366;\"><b>Balancing Technology and Empathy<\/b><\/span><\/h2>\n<p><b><\/b><b><\/b><b><\/b><span style=\"font-weight: 400;\">Striking a balance between automated solutions and live agents is key.
